E falo de tudo o que se fala por estes dias: robots para tarefas estritamente manuais, machine learning, intelig\u00eancia artificial com capacidades cognitivas e at\u00e9 equipas mistas homem-m\u00e1quina).<\/p>\n\n\n\n<p>E n\u00e3o \u00e9 f\u00e1cil estabelecer quais a fronteira entre o que \u00e9 estritamente do dom\u00ednio humano e quais as tarefas automatizaveis. No entanto, e nesta altura, parece que existe j\u00e1 alguma unanimidade no que n\u00e3o pode ser substituido por m\u00e1quinas: o toque humano da criatividade, a habilidade manual de algumas profiss\u00f5es e a capacidade humana de interpretar estados e emo\u00e7\u00f5es. Especialmente as mais complexas.<\/p>\n\n\n\n<p>&#8220;Ent\u00e3o o caminho \u00e9 dotar os humanos com o m\u00e1ximo de soft skills que seja poss\u00edvel.&#8221;<\/p>\n\n\n\n<p>Eis que ganha especial import\u00e2ncia os bem humanos \u201csoft skills\u201d. Esses skills s\u00e3o tidos como irreplic\u00e1veis, por enquanto e num futuro pr\u00f3ximo, pelas m\u00e1quinas. S\u00e3o bem humanos. Estamos a falar de skills humanos como a empatia, a contextualiza\u00e7\u00e3o sensorial, a colabora\u00e7\u00e3o, o pensamento criativo, a socializa\u00e7\u00e3o, a resili\u00eancia e cria\u00e7\u00e3o de relacionamentos baseados na confian\u00e7a.Ent\u00e3o o caminho \u00e9 dotar os humanos com o m\u00e1ximo de soft skills que seja poss\u00edvel. E os contact centers, porque grande parte das suas atuais fun\u00e7\u00f5es \u00e9 automatiz\u00e1vel, n\u00e3o escapam desse caminho. A tend\u00eancia que mais se ouve e l\u00ea \u00e9 que se deve automatizar tudo o que \u00e9 transacional e libertar os profissionais para as tarefas onde acrescentem valor pelas necessidade de an\u00e1lise complexa, de criatividade, interpreta\u00e7\u00e3o emocional e rela\u00e7\u00e3o humana. Onde se evidenciam os soft skills!<\/p>\n\n\n\n<p>O grande problema \u00e9 que estamos perante um enorme paradoxo: queremos soft skills mas temos as nossas organiza\u00e7\u00f5es organizadas para dificultar os soft skills. E os contact centers s\u00e3o, na sua generalidade, exemplo disso.<\/p>\n\n\n\n<p>Para come\u00e7ar tudo se parece com uma f\u00e1brica. Desde os processos de forma\u00e7\u00e3o (ainda com funda\u00e7\u00f5es na Revolu\u00e7\u00e3o Industrial \u2013 pessoas em grupos fechados em salas, seguindo conte\u00fados formatados e regras bem delineadas) at\u00e9 aos pr\u00f3prios ambientes de trabalho onde se juntam largos n\u00fameros de profissionais executando as mesmas tarefas de forma organizada e repetitiva, seguindo padr\u00f5es de atua\u00e7\u00e3o e de comportamento. H\u00e1 falhas na orienta\u00e7\u00e3o para os sentimentos e interpreta\u00e7\u00e3o das pessoas e do que as faz procurar ajuda. N\u00e3o deixa de ser ir\u00f3nico que esses contact centers tipo f\u00e1brica representam o tipo de atividade nas quais as m\u00e1quinas e a automatiza\u00e7\u00e3o s\u00e3o extremamente competentes. F\u00e1cil operarem sem pessoas. \u00c9 uma quest\u00e3o de tempo.<\/p>\n\n\n\n<p>Para agravar carregamos tudo com tecnologia. Tudo nos contact centers \u00e9 suportado em tecnologia. Na nossa vida estamos j\u00e1 imersos em videogames, redes sociais e assistentes virtuais. J\u00e1 temos tudo isso nos nossos contact centers <em>(gamification, professional social networks e knowledge<\/em> base avan\u00e7adas). E \u00e9 certo e sabido que o uso intensivo de tecnologia afeta o desenvolvimento dos <em>soft skills<\/em>.<\/p>\n\n\n\n<p>Para rematar carregamos no stress. Nos contact centers temos profissionais que aprendem tudo e mais alguma coisa de forma intensiva. Mas os estudos demonstram que o stress \u00e9 um enorme inimigo do desenvolvimento de soft skills. Quem consegue desenvolver empatia, criatividade e colabora\u00e7\u00e3o debaixo de enorme e permanente stress? Por natureza a press\u00e3o traz ao de cima o nosso instinto de sobreviv\u00eancia, os nossos hard skills.<\/p>\n\n\n\n<p>O caminho n\u00e3o \u00e9 f\u00e1cil. E o paradoxo apontado atr\u00e1s pode ser combatido por a\u00e7\u00f5es nas mesmas dimens\u00f5es:<\/p>\n\n\n\n<p>Podemos formar com menos powerpoints em salas fechadas. Temos exemplos de processos formativos suportados na empatia, colabora\u00e7\u00e3o e desmateraliza\u00e7\u00e3o. Podemos utilizar tecnologia orientada para o desenvolvimento de <em>soft skills<\/em> e existem inova\u00e7\u00f5es tecnol\u00f3gicas para reduzir o stress no trabalho.<\/p>\n\n\n\n<p>Mas se queremos manter e real\u00e7ar o que humano no tempo das m\u00e1quinas temos de nos focar no que \u00e9 humano. H\u00e1 muitos exemplos e muitas pr\u00e1ticas provadas. Com base em muita criatividade.
